Now, it must prove that this lower-risk, hybrid route can keep pace as the CX market races toward agentic AI.<\/p>\n<p>That is why Zeus Kerravala, Founder and Principal Analyst at ZK Research, sees the appointment as a potentially reassuring but defensive move:<\/p>\n<p>\u201cAppointing an executive with deep legacy tech roots signals a pivot toward balance-sheet management, margin preservation, and customer retention.<\/p>\n<p>\u201cWhile Clarke\u2019s operational discipline will reassure risk-averse enterprise clients, it positions Avaya defensively.\u201d<\/p>\n<p>The question is whether Avaya can turn that defensiveness into an advantage, or whether it will give cloud-native competitors more time to pull away.<\/p>\n<p>A New CEO, But Not Necessarily a New Strategy<\/p>\n<p>Clarke takes over with more than three decades of enterprise technology experience.<\/p>\n<p>His previous CEO roles include Insurity, Doxim, and Travelport, while earlier positions include Chief Operating Officer at CA Technologies, Executive Vice President of Global Operations at Hewlett-Packard, and Chief Financial Officer at Compaq Computer.<\/p>\n<p>It is a background that should appeal to Avaya\u2019s largest customers.<\/p>\n<p>Many run complex customer service environments that combine on-premises telephony, private-cloud infrastructure, public-cloud services, and deeply embedded business systems.<\/p>\n<p>For these buyers, a supplier focused on operational discipline, stability, and transformation execution is likely to be very welcome.<\/p>\n<p>Indeed, Patrick Bartels, Chair of the Avaya Board of Directors, described Clarke as a leader with \u201cdeep operational expertise, a customer-centric mindset, and extensive experience driving innovation and transformation at scale.\u201d<\/p>\n<p>Clarke also struck a customer-focused note in Avaya\u2019s announcement:<\/p>\n<p>\u201cAvaya is a trusted partner for leading global organizations looking to translate customer interactions into connections that drive real value, and I\u2019m excited to join the company as Chief Executive Officer.\u201d<\/p>\n<p>Yet the leadership change comes at an awkward moment. The contact center market is no longer debating whether AI will transform customer service; it is debating which vendors can turn the hype into secure, scalable, measurable deployments.<\/p>\n<p>Patrick Dennis\u2019s Hybrid Bet<\/p>\n<p>Dennis took over as CEO in 2024, having joined Avaya\u2019s board after the company emerged from bankruptcy in 2023.<\/p>\n<p>His central message was <a href=\"https:\/\/www.cxtoday.com\/contact-center\/incoming-avaya-ceo-on-its-vision-secret-sauce-microsofts-ccaas-entrance\/\" rel=\"nofollow noopener\" target=\"_blank\">\u201cinnovation without disruption.\u201d<\/a> Rather than pushing customers to replace established contact center environments, Avaya would help them layer AI, orchestration, and cloud services onto what they already had.<\/p>\n<p>That is a sensible pitch for Avaya\u2019s install base. The company has long served large, regulated enterprises, many of which cannot afford a drawn-out migration project or disruption to voice services.<\/p>\n<p>Dennis argued that the market had become too enamored with <a href=\"https:\/\/www.cxtoday.com\/contact-center\/avaya-ceo-cloud-first-contact-center-debate\/\" rel=\"nofollow noopener\" target=\"_blank\">cloud-only contact center platforms<\/a>:<\/p>\n<p>\u201cFor years, the industry narrative has been shoved down our throats: Move every contact center seat to the public cloud or get left behind.\u201d<\/p>\n<p>He also questioned whether multi-tenant CCaaS can always support high-performance voice AI, particularly where latency, data privacy, and proprietary enterprise information are concerns:<\/p>\n<p>\u201cVoice AI demands near-zero latency. If you\u2019re routing a voice stream through three different public cloud hops, the conversation falls apart.\u201d<\/p>\n<p>This is where Avaya\u2019s proposition retains relevance. Contact center leaders want AI-driven customer service improvements, but they also need to protect voice quality, meet data requirements, and integrate with systems that have often been in place for years.<\/p>\n<p>Yet that strategy can quickly look like a holding pattern if Avaya cannot show customers a faster route to tangible AI outcomes.<\/p>\n<p>The Agentic AI Problem<\/p>\n<p>Avaya made progress under Dennis, including the launch of <a href=\"https:\/\/www.cxtoday.com\/contact-center\/avaya-renames-its-axp-platform-its-now-the-avaya-infinity-platform\/\" rel=\"nofollow noopener\" target=\"_blank\">Avaya Infinity<\/a> and <a href=\"https:\/\/www.cxtoday.com\/contact-center\/avaya-nexus-mission-critical-voice-platform\/\" rel=\"nofollow noopener\" target=\"_blank\">Avaya Nexus<\/a>, continued AI development, and the acquisition of Edify to strengthen journey orchestration.<\/p>\n<p>Still, Kerravala\u2019s concern is that the appointment signals an emphasis on preserving the business rather than aggressively redefining it:<\/p>\n<p>\u201cIn an industry racing toward agentic AI, this move focuses on holding ground rather than challenging agile, cloud-native market leaders.\u201d<\/p>\n<p>Customer service organizations are increasingly being sold a future where AI agents resolve routine queries, guide human interactions, orchestrate journeys across channels, and use real-time context to reduce effort for customers and employees.<\/p>\n<p>Avaya cannot rely only on the appeal of avoiding rip-and-replace projects. It must demonstrate that its hybrid approach helps enterprises deploy these capabilities faster and more safely than a wholesale move to a cloud-native rival.<\/p>\n<p>That means clear answers on where AI runs, how it connects to enterprise data, the governance controls customers retain, and how quickly the technology can deliver value in production.<\/p>\n<p>Clarke\u2019s First CX Test<\/p>\n<p>Dennis\u2019s shift to Executive Chair suggests Avaya is seeking continuity, not a dramatic break from its current direction. The company is unlikely to abandon its installed-base strategy, nor should it.<\/p>\n<p>The ability to modernize without forcing every contact center seat into the public cloud remains a meaningful differentiator.<\/p>\n<p>But Clarke\u2019s first major test will be proving that Avaya\u2019s customer retention strategy is also a growth strategy.<\/p>\n<p>He must show that hybrid does not mean slower, that operational discipline does not mean reduced ambition, and that protecting customers\u2019 existing investments can coexist with a credible agentic AI roadmap.<\/p>\n<p>If he can, Avaya may offer enterprise contact centers a route into the next phase of CX without unnecessary disruption.
